Three calls, one day: from “give me the VA’s number” to a submitted claim

The call started the way thousands of VSO front-desk calls start: a veteran wanting one thing. “Give me the VA’s number.”

He was a first-time filer. Severe hearing loss. Trouble with dates. No patience for paperwork — his word for it was stronger than that. If the answer had been a form and a hold queue, that would likely have been the end of it, the way it’s the end of it for thousands of veterans every year.

Instead, over three calls in a single day, our voice companion gave him the number — and then stayed with him through everything the number led to. The VA line bounced him to the online form. The online form required an account migration, a password reset, and multi-factor setup, on a phone, with a frustrated caller. The form itself took nearly three hours: seven conditions, every description dictated line by line at his pace, the trauma statements in his own words, direct deposit, submission, and the confirmation PDF saved somewhere he could actually find it.

What he paid: nothing. What a claims predator would have charged him for less: thousands, or a cut of his back pay.

We graded the whole session afterward, section by section, against our own standards — and published the report card, including the parts we’re still fixing. Read it here.
